    Are you generating enough value for users net of the value to your company? Business value can only be created when you create so much value for users, that you can “tax” that value and take some for yourself as a business. If you don’t create any value for your users, then you can’t create value for your business. Ed Biden explains how to solve this in this week's guest post: Whilst there are many ways to understand what your users will value, two techniques in particular are incredibly valuable, especially if you’re working on a tight timeframe: 1. Jobs To Be Done 2. Customer Journey Mapping 𝟭. 𝗝𝗼𝗯𝘀 𝗧𝗼 𝗕𝗲 𝗗𝗼𝗻𝗲 (𝗝𝗧𝗕𝗗) “People don’t simply buy products or services, they ‘hire’ them to make progress in specific circumstances.”  – Clayton Christensen The core JTBD concept is that rather than buying a product for its features, customers “hire” a product to get a job done for them … and will ”fire” it for a better solution just as quickly. In practice, JTBD provides a series of lenses for understanding what your customers want, what progress looks like, and what they’ll pay for. This is a powerful way of understanding your users, because their needs are stable and it forces you to think from a user-centric point of view. This allows you to think about more radical solutions, and really focus on where you’re creating value. To use Jobs To Be Done to understand your customers, think through five key steps: 1. Use case – what is the outcome that people want? 2. Alternatives – what solutions are people using now? 3. Progress – where are people blocked? What does a better solution look like? 4. Value Proposition – why would they use your product over the alternatives? 5. Price – what would a customer pay for progress against this problem? 𝟮. 𝗖𝘂𝘀𝘁𝗼𝗺𝗲𝗿 𝗝𝗼𝘂𝗿𝗻𝗲𝘆 𝗠𝗮𝗽𝗽𝗶𝗻𝗴 Customer journey mapping is an effective way to visualize your customer’s experience as they try to reach one of their goals. In basic terms, a customer journey map breaks the user journey down into steps, and then for each step describes what touchpoints the customer has with your product, and how this makes them feel. The touch points are any interaction that the customer has with your company as they go through this flow: • Website and app screens • Notifications and emails • Customer service calls • Account management / sales touch points • Physically interacting with goods (e.g. Amazon), services (e.g. Airbnb) or hardware (e.g. Lime) Users’ feelings can be visualized by noting down: • What they like or feel good about at this step • What they dislike, find frustrating or confusing at this step • How they feel overall By mapping the customer’s subjective experience to the nuts and bolts of what’s going on, and then laying this out in a visual way, you can easily see where you can have the most impact, and align stakeholders on the critical problems to solve.

    Your research findings are useless if they don't drive decisions. After watching countless brilliant insights disappear into the void, I developed 5 practical templates I use to transform research into action: 1. Decision-Driven Journey Map Standard journey maps look nice but often collect dust. My Decision-Driven Journey Map directly connects user pain points to specific product decisions with clear ownership. Key components: - User journey stages with actions - Pain points with severity ratings (1-5) - Required product decisions for each pain - Decision owner assignment - Implementation timeline This structure creates immediate accountability and turns abstract user problems into concrete action items. 2. Stakeholder Belief Audit Workshop Many product decisions happen based on untested assumptions. This workshop template helps you document and systematically test stakeholder beliefs about users. The four-step process: - Document stakeholder beliefs + confidence level - Prioritize which beliefs to test (impact vs. confidence) - Select appropriate testing methods - Create an action plan with owners and timelines When stakeholders participate in this process, they're far more likely to act on the results. 3. Insight-Action Workshop Guide Research without decisions is just expensive trivia. This workshop template provides a structured 90-minute framework to turn insights into product decisions. Workshop flow: - Research recap (15min) - Insight mapping (15min) - Decision matrix (15min) - Action planning (30min) - Wrap-up and commitments (15min) The decision matrix helps prioritize actions based on user value and implementation effort, ensuring resources are allocated effectively. 4. Five-Minute Video Insights Stakeholders rarely read full research reports. These bite-sized video templates drive decisions better than documents by making insights impossible to ignore. Video structure: - 30 sec: Key finding - 3 min: Supporting user clips - 1 min: Implications - 30 sec: Recommended next steps Pro tip: Create a library of these videos organized by product area for easy reference during planning sessions. 5. Progressive Disclosure Testing Protocol Standard usability testing tries to cover too much. This protocol focuses on how users process information over time to reveal deeper UX issues. Testing phases: - First 5-second impression - Initial scanning behavior - First meaningful action - Information discovery pattern - Task completion approach This approach reveals how users actually build mental models of your product, leading to more impactful interface decisions. Stop letting your hard-earned research insights collect dust. Design for Customer Continuity, Not Just Channel Expansion 💡 71% of customers expect brands to personalize interactions across every touchpoint. Tactical: Map out customer journey across channels, then design experiences that recognize and reward continuity—cart persistence, loyalty rewards, browsing history sync, etc. 2. Build the Infrastructure: Unify Data Streams Across All Touchpoints 🧠 Data fragmentation = missed opportunity Tactical: Integrate POS, e-commerce, mobile, social, and marketplace data into a centralized data lake or unified commerce platform. 3. Establish a Single Source of Truth for Customer Profiles 🔍 Brands with unified profiles see up to 2x better campaign performance. Tactical: Implement Customer Data Platforms (CDPs) to consolidate behavioral, transactional, and engagement data into unified customer profiles. 4. Partner Strategically for Scale, Not Just Stack ⚙️ A bloated tech stack doesn’t equal agility As I noted, Retailers are getting sharper about which partners can scale with them.     For my eCommerce marketing / CMO / CDO friends out there i'm going to let you in on a little secret on how you can gain an edge on your competition... Make sure your site is performant and fast! Even a 1 second increase in load time can decrease conversions by 6% and increase abandonment by as much as 12%! I've seen brands invest in a new eCommerce tools and platforms only to see that they are losing money and their conversion is worse because it slowed their site down. It happens more often than you might think. Yet when Google surveyed eCommerce marketers they found: - 81% of marketers know speed impacts conversions, but don't prioritize optimization - Only 3% of marketers say faster load speed is their top priority Google also published stats on average retail site speed: - US Sites Average 6.3 Seconds - UK Sites Average 6 Seconds - DE Sites Average 5.6 Seconds - JP Sites Average 5.2 Seconds Modern tech stacks can get you to 3 seconds. This not only affects CVR% but also SEO ranking and so much more. If your store is your house then site speed is your foundation. Strengthen the foundation first!   • I recently worked with a product team struggling with an app that had great #UI and front end #UX — but absolutely horrible ratings and reviews from customers. The product itself was very well-designed, but these people were NOT happy. No one could figure out why—until I started pushing them to poke their noses into other areas of the business. Looking in places they weren’t familiar with. Asking questions no one expected (and in some cases wanted) them to ask. I worked with them over several weeks to map the entire service delivery process, from beginning to end, across multiple departments, systems and processes. We found that back-end processes were badly misaligned with the front-end user experience in a number of ways: The app promised fast delivery, but the company’s warehouse system didn’t sync in real-time with inventory. Users were buying items that were actually out of stock, leading to delayed or canceled orders. The payment processor didn’t always confirm transactions immediately, leading to both duplicate charges and orders cancelled in frustration. The customer support team had no visibility into payment issues, frustrating users who called for help. The estimated delivery dates displayed in the app were based on ideal conditions, but logistics teams weren’t updating them when delays happened. Users would place an order expecting next-day delivery, only to receive an updated ETA days later, ultimately causing order cancellation. Finding and fixing those issues transformed the experience — and made the business folks very happy. Instead of just improving the UI or adding more information or error messages, the product team made fundamental service design fixes based on what we learned together: 1) Real-time inventory sync. They integrated warehouse stock levels directly into the app, so only available items could be purchased. If stock ran low, the app would show an accurate ETA before checkout, preventing surprise delays. 2) Making payment processes transparent — to everyone. They improved payment processing speeds and added better failure detection, preventing double charges. Customer service was given real-time access to transaction history, so they could immediately resolve billing issues. 3) Live delivery tracking (and better estimates). The company integrated real-time logistics updates, so delivery ETAs would automatically update based on warehouse and carrier status. Instead of false promises, users saw realistic delivery windows — before purchasing. After these holistic, end-to-end service design fixes, the company saw: - 35% fewer customer complaints about late deliveries and missing orders.
 - 60% fewer refund requests related to duplicate charges.
 - The average app rating improved from 2.8 to 4.3 stars within three months. The #ProductDesign and UX of the app itself was never the problem. It was the invisible, broken service layers that made it feel terrible to use.

    Great journey maps start from the intersection of user touchpoints. A customer journey map shows a customer's experiences with your organization, from when they identify a need to whether that need is met. Journey maps are often shown as straight lines with touchpoints explaining a user's challenges. start •—------------>• finish At the heart of this approach is the user, assuming that your product or service is the one they choose to use in their journey. While journey maps help explain the conceptual journey, they often give the wrong impression of how users are trying to solve their problems. In reality, users start from different places, have unique ways of understanding their problems, and often have expectations that your service can't fully meet. Our testing and user research over the years has shown how varied these problem-solving approaches can be. Building a great journey map involves identifying a constellation of touchpoints rather than a single, linear path. Users start from different points and follow various paths, making their journeys complex and varied. These paths intersect to form signals, indicating valuable touchpoints. Users interact with your product or service in many different ways. User journeys are not straightforward and involve multiple touchpoints and interactions…many of which have nothing to do with your company. Here’s how you can create valuable journeys: → Using open-ended questions and a product like Helio, identify key touchpoints, pain points, and decision-making moments within each journey. → Determine the most valuable touchpoints based on the intersection frequency and user feedback. → Create structured lists with closed answer sets and retest with multiple-choice questions to get stronger signals. → Represent these intersections as key touchpoints that indicate where users commonly interact with your product or service. → Focus on these touchpoints for further testing and optimization. Generalizing the linear flow can be practical once you have gone through this process. It helps tell the story of where users need the most support or attention, making it a helpful tool for stakeholders.     User experience surveys are often underestimated. Too many teams reduce them to a checkbox exercise - a few questions thrown in post-launch, a quick look at average scores, and then back to development. But that approach leaves immense value on the table. A UX survey is not just a feedback form; it’s a structured method for learning what users think, feel, and need at scale- a design artifact in its own right. Designing an effective UX survey starts with a deeper commitment to methodology. Every question must serve a specific purpose aligned with research and product objectives. This means writing questions with cognitive clarity and neutrality, minimizing effort while maximizing insight. Whether you’re measuring satisfaction, engagement, feature prioritization, or behavioral intent, the wording, order, and format of your questions matter. Even small design choices, like using semantic differential scales instead of Likert items, can significantly reduce bias and enhance the authenticity of user responses. When we ask users, "How satisfied are you with this feature?" we might assume we're getting a clear answer. But subtle framing, mode of delivery, and even time of day can skew responses. Research shows that midweek deployment, especially on Wednesdays and Thursdays, significantly boosts both response rate and data quality. In-app micro-surveys work best for contextual feedback after specific actions, while email campaigns are better for longer, reflective questions-if properly timed and personalized. Sampling and segmentation are not just statistical details-they’re strategy. Voluntary surveys often over-represent highly engaged users, so proactively reaching less vocal segments is crucial. Carefully designed incentive structures (that don't distort motivation) and multi-modal distribution (like combining in-product, email, and social channels) offer more balanced and complete data. Survey analysis should also go beyond averages. Tracking distributions over time, comparing segments, and integrating open-ended insights lets you uncover both patterns and outliers that drive deeper understanding. One-off surveys are helpful, but longitudinal tracking and transactional pulse surveys provide trend data that allows teams to act on real user sentiment changes over time. The richest insights emerge when we synthesize qualitative and quantitative data. An open comment field that surfaces friction points, layered with behavioral analytics and sentiment analysis, can highlight not just what users feel, but why. Done well, UX surveys are not a support function - they are core to user-centered design. They can help prioritize features, flag usability breakdowns, and measure engagement in a way that's scalable and repeatable. But this only works when we elevate surveys from a technical task to a strategic discipline.
