    Let’s be honest, the “Listen, Analyze, Act” model just isn’t enough anymore. CX teams need to move faster, focus sharper, and deliver results everyone in the business can see. That means making outcomes core to your approach, and making sure you energize the entire organization around what matters. How do you deliver on “Outcomes > Action” as the new mantra over “Listen—> Analyze —> Act?” First, unify your data. Easier said than done, but you have to pull together every signal from surveys, tickets, chats, ops data, and social feedback. Use AI to create a real-time, connected customer view, so you’re not just looking at snapshots, but seeing the bigger story as it unfolds. Second, interpret what you find. AI can surface intent, risk, and opportunity in ways traditional methods miss. Zero in on what actually drives the experience and impacts the business. This is where you separate noise from the signals that count. You should also be thinking about how this impacts revenue, cost-to-serve, and your company’s culture (not just customers). Third, orchestrate targeted action. AI can help you prioritize and automate interventions, whether that’s routing cases, suggesting next-best actions (or product), or personalizing experiences at scale. Every action should have a clear line of sight to the business outcome you’re after. Measurable. Fourth, focus on the outcome. Set non-negotiable, measurable goals: revenue, retention, cost to serve, or employee engagement. Every initiative, every improvement, should be traced back to these metrics. Celebrate when you move the needle and be honest about what didn’t work. Finally, energize the business. Change only sticks when you bring others with you. CX leaders have to rally stakeholders, share early wins, and make progress visible. This is about building belief and momentum so everyone feels ownership of the results. How does this look in real life? Imagine that renewal rates among small business customers are falling. You unify data across channels and use AI to interpret that a recent product change is causing confusion. You orchestrate a fix by launching in-app tutorials or targeted outreach, and equip the frontlines with talking points. You measure the outcome by tracking renewal rates, then energize the business by celebrating the improvement, sharing the story, and holding teams accountable for continued results. Listening, Analyzing, and Acting are important. But the framework is what, 15 years old or more at this point? It needs to evolve given businesses, technology, and customers have evolved. Don’t keep following the same old script. Challenge the status quo.     While it can be easily believed that customers are the ultimate experts about their own needs, there are ways to gain insights and knowledge that customers may not be aware of or able to articulate directly. While customers are the ultimate source of truth about their needs, product managers can complement this knowledge by employing a combination of research, data analysis, and empathetic understanding to gain a more comprehensive understanding of customer needs and expectations. The goal is not to know more than customers but to use various tools and methods to gain insights that can lead to building better products and delivering exceptional user experiences. ➡️ User Research: Conducting thorough user research, such as interviews, surveys, and observational studies, can reveal underlying needs and pain points that customers may not have fully recognized or articulated. By learning from many users, we gain holistic insights and deeper insights into their motivations and behaviors. ➡️ Data Analysis: Analyzing user data, including behavioral data and usage patterns, can provide valuable insights into customer preferences and pain points. By identifying trends and patterns in the data, product managers can make informed decisions about what features or improvements are most likely to address customer needs effectively. ➡️ Contextual Inquiry: Observing customers in their real-life environment while using the product can uncover valuable insights into their needs and challenges. Contextual inquiry helps product managers understand the context in which customers use the product and how it fits into their daily lives. ➡️ Competitor Analysis: By studying competitors and their products, product managers can identify gaps in the market and potential unmet needs that customers may not even be aware of. Understanding what competitors offer can inspire product improvements and innovation. ➡️ Surfacing Implicit Needs: Sometimes, customers may not be able to express their needs explicitly, but through careful analysis and empathetic understanding, product managers can infer these implicit needs. This requires the ability to interpret feedback, observe behaviors, and understand the context in which customers use the product. ➡️ Iterative Prototyping and Testing: Continuously iterating and testing product prototypes with users allows product managers to gather feedback and refine the product based on real-world usage.     #CustomerExperience leaders need to split their strategies into deliberate bottom-up and top-down approaches. Many get the bottom-up right, but they struggle with the top-down. Bottom-up strategies focus on improving customer-centric employee behaviors at scale. These approaches include #CX or empathy training for front-line workers, using Voice of Customer feedback to set touchpoint expectations based on customer feedback, and building customer-centric KPIs into individual performance appraisals. But where many CX leaders struggle is often with engaging senior leaders to influence their customer-centric behaviors. It's difficult to influence C-suite behavior, but if you're expected to improve customer-centric culture in the organization, then you cannot avoid this. Top-down strategies start with showing senior leaders how customer satisfaction impacts growth, retention, margin, and lifetime value. It also includes improving CX and VoC reporting to provide more recommendations and actions, not just findings and data. Having discussions with leaders about the importance of financial and non-financial rewards for customer-centric behaviors is another tool in the top-down toolkit. And using personas and journey maps is a vital way to convert customer and touchpoint data into a compelling story of necessary change. Don't rely on dashboards and reports to do the job of top-down CX engagement. Don't count on a couple of positive customer-centric comments from leaders as a sign of meaningful, irreversible support. And do not assume that the fact your CX job exists is evidence of senior leaders' commitment to customer experience. Part of the job for a successful CX leader is to constantly prove the value of customer-centric strategies, influence senior leader priorities, and arm decision-makers with the insight they need to make customer-centric decisions. Don't just empower your frontline workers and assume the job is done. If you aren't building a consistent dialog with executives, you're not only missing an opportunity to make the most significant customer impact but also seeding future problems that can lead to declining support, budget, and resources for customer experience initiatives. Take a comment today to identify or define your top-down and bottom-up CX strategies for 2024. If there's an imbalance, solving that now can lead to better outcomes by the end of this year.

    Customer Success Leaders—If you're not actively shaping the Product Roadmap, you're missing a critical opportunity. The most effective organizations don’t treat CS as a participant—they rely on it as a strategic partner. Product teams should be co-designing the future with their customers. That means: ✅ Understanding emerging use cases and evolving needs ✅ Enhancing the product based on real customer insights ✅ Prioritizing with business impact and revenue in mind In today’s market—where consolidation, cost-cutting, and efficiency are top priorities—building a product that truly solves business challenges is the difference between success and irrelevance. So, how do you drive better alignment between CS and Product? Here’s what I've seen work: 1️⃣ Lead with Data & Insights -Identify the most adopted and least adopted product features -Pinpoint where customers are dropping off and why -Find personas and use cases that drive the most value -Look for patterns and trends across your customer base 2️⃣ Support Data with Customer Stories -Conduct interviews and surveys to capture direct feedback -Dive into workflows and edge cases to understand nuances -Align product evolution with customer goals and business objectives 3️⃣ Prioritize Product Feedback Strategically -Leverage customer data to rank impact and urgency -Tie feedback to revenue—renewals, expansions, and upsells -Ensure recommendations align with the broader product vision 4️⃣ Maintain an Open Dialogue -Establish a structured collaboration rhythm (bi-weekly syncs, Slack channels, shared roadmaps) -Keep all teams informed on designs, timelines, and priorities -Be clear, concise, and adaptable—Product is balancing competing priorities across the org 5️⃣ Close the Loop—Every Time -Set clear expectations with customers early and often -Enable Product teams to engage directly with customers for firsthand learning -Continue gathering feedback even after launch (beta programs, customer advisory boards) At the end of the day, great products are built by teams who stay close to the customer. CS should not be a passive observer in product development—it should be a driving force. When you get this right, you influence retention, expansion, and advocacy.     3 customer success tools that work for high-touch (and how to implement them simply) After working with hundreds of CS organizations, I've identified three fundamental components that consistently drive retention and expansion: 1. A maturity model that reflects reality, not wishful thinking Why it matters: Without an accurate starting point, you can't create a realistic path forward. When you push customers too far too fast, they disengage and question your understanding of their business. Simple execution: --> Start with their current capabilities and constraints --> Identify the specific gaps preventing them from reaching the next level --> Focus on one achievable advancement at a time 2. A success plan that stakeholders care about Why it matters: Generic success plans get ignored because they don't connect to what decision-makers are personally measured on. When success plans align with stakeholder priorities, they become valuable business tools, not CS paperwork. Simple execution: --> Map each key stakeholder's individual goals and timelines --> Connect your solution directly to those specific objectives --> Present the plan in their language, not your product terminology 3. Business reviews that connect dots, not just show charts Why it matters: Usage data alone doesn't demonstrate value. Customers renew when they can see how your solution impacts their business outcomes. Without this connection, even high adoption can still result in churn. Simple execution: --> Pair each usage metric with a corresponding business result --> Highlight progress against their original success plan goals --> Include clear next actions that advance their maturity When these three components work together, feeding into each other, customer success becomes systematic rather than reactive. Maturity models inform success plans, success plans guide business reviews, and business reviews update maturity assessments. The result? Renewals happen naturally because the value is evident, not because of last-minute saves or discounts.

    Everyone talks about building a customer-centric culture, but how do you actually make it happen? After years of seeing what works (and what doesn’t), I’ve noticed even the best leaders hit the same roadblocks on their way to true customer centricity. The good news? Small shifts make a big difference. Here are three key barriers and ways to overcome them: 1. Being too focused on internal metrics. It’s natural to prioritize business goals, but if the customer isn’t top of mind, your decisions can drift off course. Consider every change from the customer’s perspective to keep your team aligned. 2. Not getting the whole team on board. Customer experience isn’t just a task for your support team—it’s a company-wide commitment. One thing I’ve learned is that when the whole team buys into that mindset, it changes how you operate. It’s up to leaders to make sure everyone understands how their role impacts the customer journey. 3. Collecting feedback but not acting on it. Feedback is a powerful tool, but only if it leads to action. I always encourage my team to see it as an opportunity to grow and improve—after all, it’s coming straight from the people we’re here to serve. Building a customer-centric culture takes focus, but the payoff is real. By keeping your team aligned and tackling these barriers, you’ll foster stronger relationships and lasting loyalty. 💪
