You delivered a bad experience. What do you do? Service recovery, right? But how do you do it well? This is what I detail in the latest episode of the #CX Patterns podcast linked in the first comment. 🎯 The goal of service recovery is to repair, but also to append a new end to the experience, and rewrite the negative experience memory. With service recovery: 1️⃣ Be proactive 2️⃣ Act decisively 3️⃣ Prioritize a human touch. Let’s dig in. 1️⃣ Be proactive. If you think the customer had a bad experience, don’t wait to hear from them. ❓ But wait how do you know if they had a bad experience? Well, operational data - if you had delays in your service delivery – a slower than average drive-through line. Even just a sense that part of your experience wasn’t up to your usual standards, then reaching out to customers proactively to acknowledge that the experience might not have been up to your usual standards is a good bet. 💡 Because for every customer that didn’t notice and wouldn’t have noticed, I promise you there are far more who did notice, and who are frustrated or worse. ❓ And you know what they’re doing? Drawing new conclusions, and connecting dots into new patterns about your brand and your experience. The proactive outreach interrupts them before those conclusions are fully formed or all the dots connected. 2️⃣ Act decisively. 🤔 Use your judgment to determine what a reasonable, proactive offer of restitution is. Maybe it’s as simple as acknowledging that you weren’t at your best, and encouraging them to give you another try. If it was a bigger issue, then an actual refund, or make-good is required. The key is to do it without the customer feeling like they have to make a stink or threaten, or necessarily do anything. 3️⃣ Prioritize a human touch. This can be as simple as the language you use in your communication sounding like it was written by a human to be read by other humans. But an actual apology made by an actual person is great too. Humans are great at service recovery, they bring the emotional depth required for the assignment. 🧠 So remember: A bad experience is not the end of the story. ✍ You can rewrite the end through service recovery, and through an honest commitment to getting it right. 🥇 That goes better if you do it proactively, decisively and with as much of a human touch as possible.

When it comes to explaining the issue, be concise and assertive. Cut out any fluff or unnecessary apologies. Speak with clarity and purpose, while ensuring your tone remains respectful. By acknowledging the impact of the news, you show genuine empathy, which greatly enhances the likelihood of the customer accepting your message. A simple phrase like, “I understand this isn’t the outcome you were hoping for,” can make a world of difference. Engaging in respectful listening—yes, even in written form—builds trust and alleviates frustration. It’s about grasping the intent behind the customer's words and recognizing their concerns. Finally, by explaining the next steps, you guide the conversation toward resolution. Provide alternatives, share useful links, or offer tips that can still add value for the customer. Countless teams have transformed their customer interactions by adopting this approach. One of my clients reported a significant reduction in escalated chats and a remarkable improvement in customer satisfaction scores. Imagine navigating even the toughest conversations with composure, equipped with a reliable technique that leads you forward. It’s not merely about delivering bad news; it’s about doing so in a way that respects both the customer’s feelings and your company’s standards. I keep seeing people say that companies should ditch their crisis playbooks and just hire savvy communicators with executive access. Having managed nearly every type of crisis—from natural disasters to ransomware attacks to the pandemic—I strongly disagree. Yes, the days of the 3-inch crisis binder filled with outdated lists and pre-written messages for every scenario are over. Even 20 years ago, those binders rarely came off the shelf. But throwing out a playbook entirely? That’s a fast track to chaos. The biggest issue in crisis response isn’t access to reams of messaging and templates. It’s a lack of role clarity, decision-making, and processes. Companies often fail at crisis response because they haven’t established the critical elements of success, including: ✅ What differentiates an issue from a crisis ✅ How the core team is established ✅ How decisions get made and who makes them ✅ How information is shared ✅ What happens after the initial event A modern crisis playbook captures this and more. It should be simple, scannable, and approved at the highest level. And it should be practiced. Pair that with strong communicators and a strategy for handling sustained events (because business doesn’t stop just because you’re in crisis mode), and then—maybe—you have a shot at a successful outcome. Too often, I’ve seen well-meaning leaders complicate a crisis response by intervening or demanding to be part of the decision or review process when it wasn’t mission-critical and the designated team had it handled. This creates angst, slows down the team, and often waters down the response. I’ve also seen teams with role and process rigor move quickly and effectively in times of crisis. It is a thing of beauty to watch a crisis team in action when they have clear direction. Competent and savvy communicators are invaluable. But you still need a playbook.

Ever walked into a surprise 9-alarm fire with a customer? The kind where you thought you were walking into a normal check-in… and suddenly you realize: • They’re extremely upset • They have multiple product issues stacked up • They’re already halfway out the door It happens for a lot of reasons: • You’re new to the account and inheriting someone else’s mess • Portfolios shift and you discover things are way worse than you thought • Or, even if you’ve stayed on top of it, product issues snowball into a much bigger crisis The question is: What do you do when you’re blindsided by a firestorm like this? The only play I’ve seen work isn’t damage control. It’s resetting the relationship. Here’s how: 𝟭. 𝗚𝗲𝘁 𝗶𝘁 𝗮𝗹𝗹 𝗼𝘂𝘁 𝗼𝗻 𝘁𝗵𝗲 𝘁𝗮𝗯𝗹𝗲. Open a shared doc or slide, write every issue down in front of them. Don’t flinch if it’s 20 items, keep asking “Anything else?” until they’re empty. 𝟮. 𝗣𝗿𝗶𝗼𝗿𝗶𝘁𝗶𝘇𝗲 𝘄𝗵𝗮𝘁 𝗺𝗮𝘁𝘁𝗲𝗿𝘀 𝗺𝗼𝘀𝘁. Not every issue is critical. Ask which ones actually block their ability to achieve business value. Focus on the 2–3 that will make the biggest impact right now. 𝟯. 𝗦𝗮𝘆 𝘄𝗵𝗮𝘁 𝘆𝗼𝘂’𝗹𝗹 𝗱𝗼. 𝗧𝗵𝗲𝗻 𝗱𝗼 𝘄𝗵𝗮𝘁 𝘆𝗼𝘂 𝘀𝗮𝘆. Outline the next steps, owners, and timing. Follow up the same day to prove the shift has already begun. Always state when your next follow up will be and then meet that due date. Even if your update is that the team is still working on the issue. 𝟰. 𝗦𝗵𝗼𝘄 𝗱𝗶𝘀𝘁𝗶𝗻𝗰𝘁 𝗰𝗵𝗮𝗻𝗴𝗲. The customer must feel a clear difference between the old way of working with you and the new way forward. Consistent delivery builds back trust. When you do this, a customer who came in saying “everything is broken” often walks out realizing there are really just 2–3 solvable issues. And solving those gives you the chance not just to save them for one renewal cycle, but to truly reset the relationship for the long term. Have you ever had to walk into a customer fire like this? Sales promised 6 weeks for implementation, and you're on Week 10 already. How do you deal with such a customer delay? Your customer is frustrated. Leadership is asking questions. And you're caught in the middle. Here's what NOT to do: - Apologize for things outside your control - Promise to "speed things up" when you're waiting on them - Accept blame for delays you didn't cause Here's what actually works: 1. Get specific about what's causing the delay: "Let me walk you through exactly where we are and what we need to move forward." Then show them the timeline with their deliverables highlighted. 2. Use this framework: "We've completed [X, Y, Z] on schedule. We're currently waiting for [specific item] from your team, which we requested on [date]. Once we have that, we can proceed immediately." 3. Redirect the conversation: Instead of defending the delay, focus on the solution: "What's the best way to get [specific deliverable] prioritized on your end? Do you need me to explain the requirements to your team?" 4. Document everything: Send a follow-up email summarising what you discussed and what you're waiting for. This protects you and creates accountability. 5. Set new, realistic expectations: "Based on getting [deliverable] by [date], here's our revised timeline. This keeps us on track for your go-live goal." The key insight: Most customers don't realize they're the bottleneck. When you show them clearly what you're waiting for, they stop blaming you and start fixing their internal process. Your job isn't to absorb blame for delays you didn't cause. The Meaning of Communication Is the Response You Get In my previous post, I talked about resilience and adaptability. Today, I want to explore how Customer Experience (CX) and Neuro-Linguistic Programming (NLP) work together to create impactful and lasting customer interactions. As both a CX professional and NLP Master Practitioner, I’ve learned that it’s not just about metrics like NPS or CSAT; it’s about understanding the deeper reasons behind how customers speak and act, especially when they are upset or angry. This is where one key NLP presupposition comes into play: “The meaning of communication is the response you get.” In CX, it’s crucial to realize that no matter how well-intended our communication is, the true measure of success lies in the customer's response. Their reaction—whether positive or negative—determines whether we’ve succeeded in delivering a positive experience. Here’s how applying NLP principles can elevate CX, particularly when it comes to building rapport with angry customers: Active Listening: When a customer is upset, they often want to feel heard and validated. By actively listening—not just to their words but to their tone and emotions—we can better understand their frustrations. This approach shows that we genuinely care about their concerns, which can help defuse anger and create a sense of connection. Empathy and Validation: Acknowledging a customer's feelings is crucial. Phrases like, “I understand why you’re upset” or “That sounds really frustrating” can go a long way. This validation reassures them that their emotions are recognized and that we are on their side, working towards a resolution. Mirroring and Matching: Subtly mirroring the customer’s tone and body language can create a sense of rapport. If a customer is speaking passionately or with frustration, matching that energy (while maintaining professionalism) can help them feel understood. This technique can ease tension and create a more conducive environment. Offering Solutions: Once rapport is established, it is important to focus on solutions to ease the customer’s frustration. “Here is what I can do to fix this” helps shift the conversion from frustration to reassurance. Follow-Up: After resolving the issue, following up with the customer demonstrates that we value their relationship. A simple message to check in shows commitment to their satisfaction and can turn a negative experience into a positive one, strengthening loyalty. Blending CX frameworks with NLP insights doesn’t just improve customer interactions; it also enhances internal communication, leadership, and collaboration, nurturing a truly customer-centric culture. I recently had the pleasure of presenting on crisis comms to a group of Central Washington University students. It’s a topic I get asked about all the time, so sharing 6 key learnings I usually highlight: 1) Preparation is key – If you wait until you are in a crisis to think about your plans, you’re starting at a huge deficit. Scenario plan early and build out as much process/content as you can so you have a running start when the time comes. With careful planning and an early warning system in place, you may even be able to intercept an issue before it turns into a full-blown crisis. 2) Stakeholders (and their roles) matter – A critical part of preparedness: who needs to be involved and in what capacity. Who is the decision maker, who needs to be informed, who is part of the working group, etc. It will vary based on the situation, so see point #1 and get this sorted out in advance. Including how to reach people after hours. 3) Get the facts first – Resist the urge to “message” a situation or talk tactics until you understand the facts, including what is unknown. A comms strategy is only as good as the data it is based on; faulty information = faulty strategy. 4) Consider ALL audiences – Customers, partners, employees, the local community, etc. Again, it will vary by situation but things can go sideways fast if you forget about a major audience. You need to own your story across all of them. Pro tip: If you find yourself prioritizing press as your top audience (vs. say, customers or employees), you’re probably doing it wrong. 😊 5) Third parties can tip the scales – They can work in your favor or they can keep fanning the flames. For any given situation think about who can be an advocate…and who is likely to be a detractor. For those who are advocates, remember to nurture those relationships over time vs. simply tapping them when you need something. 6) Practice, practice, practice – The best way to ferret out gaps is to do a few practice drills. But don’t pick a day/time where everyone is around, has time available, etc. Mimic a real scenario which likely includes a couple key people being on vacation, on the road, tied up in all day meetings, etc. The final bit of advice I give people: keep calm. Comms leaders have a unique opportunity to set the tone. Showing up as calm and in control can go a long way to settling others’ nerves. Customer Empathy in CSMs, Part 1 This week, I was asked how to increase the empathy skills of CSMs. From my experience, instilling and growing empathy with the CS teams is all about leadership style. 1. It's about giving your team the time and space to work with their customers effectively. 2. Removing challenges that stand in the team's way that takes away from being proactive. 3. Advocating for the team across the company. 4. Championing and sharing the wins and outlining learnings/challenges/failures. 5. Meeting 1:1 with all global team members at least quarterly to see how they are doing as people, not job performance. 6. As a leader, periodically join customer calls for just a few minutes to support your team and thank the customer for their partnership. 7. Building cross-functional feedback loops, especially with product, marketing, sales, and support. 8. Encourage team members to actively listen to customers' concerns, feedback, and stories. 9. Promote an environment where listening to each other within the team is equally valued. 10. Having support and customer success teams shadow each other to witness customer interactions directly. 11. Empathy training and workshops; empathy is a core value. 12. Role-playing exercises to simulate customer interactions, helping team members understand different customer perspectives and scenarios. 13. Develop, review, and iterate detailed customer personas and map customer journeys to help the team understand the various touchpoints and challenges customers face. 14. Share customer testimonials at all-hands meetings, or better yet, have a customer share live. 15. And, yes, then the passion for empathy and the driving actions become adopted by other teams as they witness its value from cross-functional initiatives.
